If Your Sales Team Thinks CX Is Someone Else’s Job, You’re Already Losing
Many industrial distributors say they prioritize customer experience (CX). But if your sales reps are only focused on quotes, POs, and commissions, your CX strategy is a house divided.
In glass, ceramic, and refractory distribution, CX isn’t a department—it’s a team sport. And the frontline sales force plays the most visible position.
Here’s how to evaluate whether your reps are aligned with your CX goals—and how to get them there if they’re not.
1. Are Reps Closing the Loop on Post-Delivery?
Sales reps shouldn’t vanish after the PO. If they don’t:
Confirm successful delivery
Ask for install feedback
Flag issues for support
…then your buyers feel dropped—and your CX scores suffer.
Fix it: Make “delivery follow-up” a tracked KPI. Incentivize reps to complete the experience, not just start it.
2. Do They Understand What Friction Looks Like?
Most salespeople don’t recognize friction unless it costs a deal. But buyers notice:
Confusing quotes
Incomplete spec sheets
Missed status updates
Fix it: Train reps using real support tickets. Show how preventable missteps created escalations. Build empathy by connecting back-end pain to front-end choices.
3. Are They Communicating Value Beyond Price?
CX-aligned reps talk about:
Crating methods that reduce damage risk
Live support during installation
Proactive delivery visibility
If your team is only selling “best price,” they’re not aligned—they’re commoditizing.
Fix it: Arm reps with CX talking points. Give them stories of how your service made the job easier.
4. Do They Escalate Issues or Just Apologize?
A good rep doesn’t just say “Sorry”—they say:
“Let me loop in logistics to fix that today.”
Alignment means understanding which team owns what—and how to own the buyer’s outcome, not just the apology.
5. Are CX Metrics in Their Weekly Review?
If reps are never shown:
Support ticket trends
Quote-to-issue ratios
Post-sale satisfaction feedback
…then they’re being told CX isn’t their problem.
Fix it: Add one CX metric to every sales meeting. Start small—track which reps got positive delivery feedback last week.
: Sales Without CX Is Just a Transaction
When sales reps are aligned with CX, you don’t just win orders—you earn loyalty.
Teach your team that quoting is the beginning, not the end. Make CX part of the culture, and buyers will notice the difference.
